These top performers are not just "good at customer service" in some vague, unteachable way. They do specific, observable things differently from average agents. And the natural question for anyone building voice AI is: can we teach those things to an AI agent?
The honest answer is: some of them, yes. Others, not yet. And a few, probably not for a long time.
This article breaks down the specific techniques top human agents use, assesses which ones can realistically be transferred to voice AI today, and identifies the gaps that should inform how you design your human-AI collaboration rather than pretend they do not exist.

"Your refund has been processed and should appear in your account within 3-5 business days. Top agents recognize when a conversation needs to shift from emotional to practical or vice versa. A customer who starts the call angry needs emotional validation before they can engage with problem-solving. A customer who starts confused needs clear information before they can make a decision.
The pivot itself is a distinct moment in the conversation. "I completely understand why that's frustrating. Let me see what I can do about it." The first sentence lives in the emotional register. The second transitions to the practical one. Top agents execute this pivot smoothly and at the right moment. Do it too early and the customer feels dismissed. Too late and the call drags on.

Average agents end calls with "Is there anything else I can help you with?" This is a fine question, but top performers do more. They summarize what was resolved, confirm the customer's understanding, and provide a clear next step. "So we've updated your shipping address, and your package will now arrive at the new address by Friday. You'll get a tracking update via email within the hour. Is there anything else?"
The summary serves a functional purpose (reducing misunderstandings and repeat calls) but also a psychological one (the customer leaves the call feeling the issue is fully handled).
What Transfers to AI: An Honest Assessment
Now for the part that matters. Which of these seven techniques can you actually teach to a voice AI agent today?

This is a pattern, and patterns encode well in prompts.
The question funnel is arguably something AI agents can do better than most human agents. An LLM, when properly prompted, will ask questions in a logical order, avoid redundancy, and reference information it already has. The key is good tool design that lets the agent look up customer data before asking questions the system already has answers to.
Proactive information delivery is also a strong fit. Once you map out the common follow-up questions for each issue type and encode them in the knowledge base, an AI agent can consistently provide relevant next-step information. Human agents sometimes forget. AI agents with proper prompting do not.
Confident closes leverage one of the LLM's core strengths: summarization. An AI agent can reliably summarize what was discussed, what was resolved, and what the customer should expect next. This is straightforward to implement through prompt instructions.
What partially transfers
Vocabulary calibration works at a basic level. You can instruct an AI agent to adjust formality and technical depth based on signals from the conversation. If the customer uses technical jargon, respond in kind. If they ask "what does that mean?", simplify. But the subtle, real-time calibration that top human agents perform, adjusting mid-sentence based on a barely perceptible hesitation, is beyond current AI capability.
Strategic silence is possible in voice AI through intentional pauses, but it is blunt. You can program a pause after delivering certain types of information. You cannot yet program the dynamic judgment about when silence serves the conversation and when it creates awkwardness. In text-based interactions, strategic silence does not really apply the same way.
What does not transfer well
Emotional pivoting is the hardest technique to replicate. The issue is not that AI cannot detect emotion. Sentiment analysis has improved considerably. The issue is timing and judgment. Top human agents feel the moment when a customer has been heard enough to be ready for problem-solving. That moment is different for every customer and every situation. A customer says, "I guess the product is fine." A top agent hears the "I guess" and probes further. The words say satisfaction. The delivery says disappointment. Current AI can sometimes detect this in text through hedging language, but voice AI's ability to interpret tone, emphasis, and hesitation patterns is still limited, especially across accents, speech patterns, and cultural backgrounds.
Creative problem-solving across domains
A customer calls about a delayed shipment. In the conversation, they mention they need the item for a wedding this weekend. A top agent connects this information, recognizes the urgency as exceptional, and offers to send a replacement via overnight delivery from a different warehouse, or coordinates with a local partner to fulfill the need. This requires connecting information that the system does not explicitly link, understanding the emotional stakes, and making a judgment call that may fall outside standard policy.
LLMs can sometimes make these connections if the right information is available. But the creative leap from "wedding this weekend" to "this requires an exceptional response" relies on a kind of general world knowledge and social understanding that AI handles inconsistently.
Knowing when the right answer is wrong
Sometimes a customer asks a question with a technically correct answer that will make the situation worse. "Can I cancel my subscription?" Technically, yes, here is how. But a top agent recognizes that the question is really "I'm frustrated and considering leaving." The technically correct answer (here are the cancellation steps) is the wrong response. The right response addresses the underlying frustration first.
This requires understanding the difference between what someone is asking and what they need, a distinction that LLMs handle in some contexts but miss in others.
Building Your System Around These Realities
The practical implication of this honest assessment is not that AI cannot handle customer service. It is that the design of your system should reflect where AI excels and where it does not.
Design AI for the high-transfer techniques
Invest prompt engineering and knowledge base effort into the areas where human techniques transfer well. Structure your AI agent's opening with empathy-first patterns. Build intelligent question funnels that reference customer data. Ensure the knowledge base supports proactive information delivery. Create strong closing summarization.
These are the areas where AI can match or exceed average human agents, and they account for the majority of customer interactions.
Design escalation around the low-transfer techniques
The techniques that do not transfer well tell you exactly where human agents add the most value. Design your escalation triggers around these capabilities. When the AI detects a conversation that requires creative problem-solving, emotional pivoting beyond its ability, or subtext interpretation, it should hand off to a human.
The key is making this handoff seamless. The human agent needs full conversation context, the customer's emotional state as the AI understands it, and the specific reason for escalation. Interaction logging and analytics that capture this context make the handoff effective rather than jarring.
Use AI to study what top agents do
Here is where the loop closes. AI systems can analyze thousands of human agent conversations to identify the specific behaviors that correlate with good outcomes. Which opening phrases lead to higher satisfaction? Which question sequences lead to faster resolution? Which pivot points, where the agent shifts from emotional validation to problem-solving, produce the best results?
This analysis would take a human QA team months. AI can do it in hours. And the insights feed directly back into both human agent training and AI agent configuration.
Scenario testing takes this further. Once you have identified a technique that top agents use, you can encode it in the AI agent's prompt and test it against AI-powered personas that simulate diverse customer types and emotional states. Did the technique produce better outcomes across hundreds of simulated conversations? If yes, deploy it. If not, refine it.
Accept the current limitations honestly
The worst approach is to pretend AI can do things it cannot. Customers detect fake empathy quickly. An AI agent that says "I completely understand how frustrating this must be" without any actual understanding is not using an empathy technique. It is performing empathy. And the performance is thin enough that many customers see through it.
A better approach is to design AI responses that are genuinely helpful without simulating emotions the system does not have. "Let me look into that for you right away" is more honest and often more effective than a lengthy empathy statement from an AI agent.
How to Study Your Top Agents for AI Training
If you want to transfer human agent techniques to AI, you need a structured approach to studying what your top agents actually do.
Step 1: Identify your top performers using data, not reputation. Look at CSAT scores, first-call resolution rates, average handle time, escalation frequency, and repeat contact rates. The agents who score well across multiple metrics (not just one) are your true top performers.
Step 2: Record and transcribe a statistically meaningful sample. You need enough calls across enough issue types to identify patterns rather than anecdotes. A dozen calls is not enough. A hundred calls across five to ten issue types per agent starts to reveal real patterns.
Step 3: Identify specific, observable behaviors. Do not look for abstract qualities like "warmth" or "competence." Look for specific things the agent says or does: the exact phrasing of their opening, the order of their questions, the moment they transition from empathy to problem-solving, the structure of their closing summary.
Step 4: Test whether each behavior is causal. A behavior that correlates with good outcomes is not necessarily causing them. Maybe agents who use a particular opening phrase also happen to be more experienced, and experience is the real driver. Where possible, have other agents try the specific behavior and measure whether it moves their metrics.
Step 5: Encode the validated behaviors into your AI agent. Translate each behavior into a prompt instruction, a knowledge base entry, or a tool configuration. Be specific. "Open with empathy" is too vague. "When a customer has contacted support more than once about the same issue, acknowledge this in your first response by referencing the number of previous contacts and committing to resolution" is actionable.
Step 6: Test with scenario-based evaluation. Run the updated AI agent through simulated conversations that cover the relevant issue types and customer profiles. Use scorecards to measure whether the encoded behaviors produce better outcomes than the baseline.
Step 7: Monitor in production. Deploy the changes and track the same metrics you used to identify top performers: satisfaction, resolution rate, handle time, escalation frequency. Compare the AI agent's performance before and after the changes.
The Uncomfortable Truth About "Best Practices"
There is a temptation, when studying top agents, to create a universal playbook. If this phrase works for Sarah, it should work for everyone, including the AI. But that is not how it works.
Top agents are effective partly because their techniques are authentic to them. Sarah's empathy statement works because Sarah means it. When another agent uses the same words without the same conviction, customers can tell. When an AI uses those words without any conviction at all, some customers can tell too.
This is why technique transfer to AI needs to focus on the functional element of each behavior rather than the surface-level words. The function of an empathy-first opening is to make the customer feel acknowledged before troubleshooting begins. There are many ways to achieve that function. The specific words matter less than the structure and timing.
Similarly, the function of the question funnel is to gather necessary information efficiently while demonstrating competence. The function of proactive information delivery is to prevent follow-up contacts. These functions can be achieved by AI through different specific implementations than the ones human agents use.
The best AI agents will not sound like your best human agents. They will achieve the same functional outcomes through means appropriate to their nature. They will be clear, efficient, and helpful without pretending to be something they are not.
Where the Gap Closes Next
Voice AI is improving rapidly along several dimensions that are directly relevant to learning from human agents.
Prosody and pacing are getting better. Voice AI systems are increasingly capable of adjusting speaking speed, emphasis, and tone based on conversation context. This closes part of the gap on strategic silence and vocabulary calibration.
Sentiment detection is improving. Real-time analysis of customer voice patterns, word choice, and speaking pace gives AI agents better input for emotional pivoting decisions. The detection is getting better faster than the response judgment, but both are progressing.
Context window expansion helps with proactive delivery. As models can hold more conversation history and reference more knowledge base content simultaneously, they become better at anticipating what information the customer will need next.
Tool use is maturing. AI agents that can look up customer history, check inventory, process returns, and schedule callbacks in real time can replicate more of the proactive, multi-system problem-solving that top human agents do.
None of these improvements will make AI agents equivalent to the best human agents in the near term. But they are closing specific, identifiable gaps. And each gap closed means the AI can handle a broader range of interactions effectively, freeing human agents to focus on the situations where their uniquely human capabilities matter most.
The goal was never to replace your best agents with AI. It was to give every customer an experience informed by what your best agents have figured out, and to give your best agents more time for the work that only they can do.
